OpenText Service Manager provides a Service Desk front end backed by eight ITIL-aligned process modules covering the full service lifecycle – Incident, Problem, Change, and Release Management, Request Fulfillment and Service Catalog, Knowledge Management, Service Level Management, and Configuration Management (CMDB). Each module ships with best-practice workflows that can be tailored through Process Designer, a codeless configuration layer that lets organizations adapt forms, rules, approvals, and escalations without scripting or custom development.
The platform applies Smart Analytics, its built-in machine-learning capability, to speed up everyday service desk work: Smart Ticket automatically categorizes and enriches new records from free-text and email, Smart Search surfaces relevant knowledge articles, and Hot Topic Analytics highlights emerging issue clusters before they escalate. Multi-tier escalation matrices, role-based access controls, automated notifications, and SLA tracking are configured centrally and applied consistently across every team and shift.
Service Manager is engineered for large, high-volume enterprise environments, with horizontal scalability and high-availability deployment options on-premises or in private and public cloud (AWS, Azure). Open web-service and REST interfaces connect it to monitoring, orchestration, and asset-discovery tools, as well as to surrounding business systems, so the incident process sits at the centre of a wider IT operations ecosystem rather than in isolation.
